Chatbot or human operator? Where AI helps and where it hurts

A chatbot answers instantly because it is software — that is not an achievement, it is a property. The useful question is not how fast it replies, but what it is allowed to answer on its own and when it hands the conversation to a human.

Correction note (August 2026): the previous version of this article carried six figures — a response-time comparison, "68% of customers prefer a human", the 80/20 split of requests, "response time reduced by 73%", "satisfaction up 22%" and "support costs down 40-60%". None had a source and we could not trace any of them to a study. All of them have been removed.

What can be said with a source

Published results on this subject do exist, but they belong to specific companies rather than being industry averages. One verifiable example: the Norwegian software company Sticos reports, in a case study published by HubSpot, that 41% of tickets are handled automatically and 91% of chat conversations are resolved without a human — after it first built a good knowledge base. Where AI helps and where it hurts

  • Suited to a chatbot — frequent questions with a stable answer, order status, opening hours, bookings, collecting initial details before handing over to a person
  • Not suited — complaints, price negotiations, situations where the customer is already unhappy, any decision with contractual consequences

We won't give you a percentage split of your requests, because it depends entirely on what you sell. You can find it out in a fortnight, though, by reading what your customers have actually written to you.

The secret: smart escalation

The most important feature isn't the chatbot's answer, but its ability to know when to hand over to a human. A chatbot that traps customers in an "I didn't understand" loop does more harm than good.
